Abstract

Atualmente, o desenvolvimento tecnológico acelerado cria nas empresas a urgência de proceder a transformações digitais para manter a competitividade. O seu foco principal é responder às crescentes necessidades do cliente de forma a reforçar uma estreita relação. Reportar o impacto ambiental constitui um requisito central para as empresas, o que implica a integração de ferramentas e plataformas digitais para cumprir esta exigência.Customer Relationship Management (CRM) é uma das soluções tecnológicas mais relevantes, neste contexto. Contudo, verifica-se uma falta de soluções no mercado que permitam gerir a relação com o cliente e simultaneamente responder aos novos desafios da sustentabilidade. Este estágio de Mestrado, que decorreu na Deloitte, tem como objetivo desenvolver uma Prova de Conceito (POC) de um CRM que permita apoiar e medir práticas sustentáveis em empresas que tenham equipas de intervenção técnica externa. Este relatório apresenta o trabalho realizado ao longo do estágio. O estado da arte inclui uma revisão dos tópicos fundamentais de CRM e de sustentabilidade, descrevendo também as ferramentas a utilizar, nomeadamente Salesforce Field Service e Salesforce Net Zero Cloud. É realizado um planeamento orientado pela abordagem Design Science Research e são identificados os requisitos da POC. Por último, este relatório apresenta como resultados obtidos a POC e um conjunto de princípios orientadores para a gestão de um Field Service sustentável. Estes resultados permitem integrar as operações de serviço no terreno com uma gestão mais rigorosa da sustentabilidade, diminuindo os impactos ambientais. Os resultados obtidos permitem à Deloitte entrar no mercado dos CRM sustentáveis com uma solução inovadora integralmente baseada em Salesforce.

Nowadays, accelerated technological development is creating an urgent need for companies to introduce digital transformations to remain competitive. Their focus is on responding to growing customer needs and strengthening close relationships. Reporting environmental impact is crucial for companies, which means integrating digital tools and platforms to meet this demand.Customer Relationship Management (CRM) is one of the most impactful technological solutions in this framework. However, there is a lack of solutions on the market that make it possible to manage the relationship with the customer and, at the same time, respond to the new sustainability challenges.This master's internship, which took place at Deloitte, aimed to develop a Proof of Concept (POC) for a CRM that supports and measures sustainable practices in companies that have external technical intervention teams.This report presents the work developed during the internship. The literature review presents essential topics of CRM and sustainability and describes the tools to be used, namely Salesforce Field Service and Salesforce Net Zero Cloud. A Design Science Research approach-oriented plan is carried out, and the requirements of the POC are identified. Finally, this report presents the key results: the POC and a set of guiding principles to manage a sustainable Field Service.These results make it possible to integrate field service operations with more accurate sustainability management, reducing environmental impacts. Moreover, the outcomes of this internship allow Deloitte to enter the sustainable CRM market with an innovative solution based on Salesforce.
